CHANNEL DECISION

Guide

Choose the service model before the chat bubble.

An AI assistant and live chat solve different parts of the customer conversation. An assistant can explain maintained information consistently across a bounded scope. A staffed channel can interpret unusual situations and make accountable decisions. Many businesses need a clear combination rather than a winner.

Look at the questions, not just their volume.

Review a representative set of enquiries and group them by the work required. Some need an existing explanation. Others need a judgement, an account lookup, a quotation or a sensitive discussion. Count repeatable questions separately from conversations that merely begin with similar wording.

A high volume of vague enquiries may reflect unclear website information. Improving the service page or form can be a better first investment than adding a chat interface. Identify why people cannot complete the journey today.

Be honest about availability and expectations.

Live chat needs staff coverage, ownership and a fallback when nobody is available. An assistant may respond outside staffed hours, but that does not mean a person can resolve the request immediately. Explain the difference between receiving a question and providing a completed service.

  • Who owns each conversation during and outside working hours?
  • Which answers can be approved in advance?
  • Which requests need access, judgement or a commitment?
  • What does the customer see when nobody can help immediately?

Design the transition as part of the product.

A hybrid model only works if the customer can reach a person when needed. Agree the trigger for escalation, the information passed along and the destination. Avoid making the customer repeat the same details across several channels. Test both successful delivery and a failed handoff.

Do not imply that an automated conversation is a member of staff. Explain the assistant’s role plainly and provide a usable alternative. For requests outside its remit, a concise limit and a reliable route forward can be more useful than a confident answer.

Compare the ongoing work as well as the launch.

Staffed chat creates coverage and training needs. An assistant creates content ownership, evaluation, platform and maintenance needs. A hybrid creates both, though each may have a narrower role. Compare the actual operating responsibilities and expected enquiry mix rather than a headline software subscription.

Pilot one defined journey and review answer usefulness, successful handoffs, unresolved requests and staff effort. Keep a record of failure reasons. Expand only when the evidence shows that the service is working for customers and the team.

Questions before you start

Questions before you start

Should every business add chat?

No. A clear website and a well-designed enquiry form may serve the customer better. Add a channel when it addresses a specific gap and someone can maintain it.

Can an assistant handle several languages?

It can be designed to, but language capability must be evaluated against the actual source material and customer questions. Do not assume equal quality from a translated interface alone.

Which option is cheaper?

That depends on coverage, volume, complexity and maintenance. Compare the full operating model and the cost of unresolved or mishandled conversations.
